Several products can look like “Shopify did not answer the customer.” They do not share a settings panel. Toggle off, wrong channel, or after-hours-only schedule.

Open Shopify admin → Inbox → Settings (or Automations / Auto-replies, depending on your Inbox version). Confirm auto-reply / automated response is on and the save actually stuck — draft edits that never hit Save look identical to a dead feature. If the control is off, turn it on, save, and force one brand-new conversation from a fresh customer identity.

Channel mismatch is ordinary: auto-reply scoped to online store chat while the customer wrote the shared support email, or email-only while they used the chat widget, or Instagram / social connected incompletely. After-hours-only schedules also fool daytime tests — if the rule says “outside business hours” and you messaged at noon in the store timezone, silence is expected. Align the schedule with how you test (or temporarily widen it), then re-test.

Honest proof: note the store timezone, the schedule window, and the channel the customer used. Screenshot the settings panel so nobody “fixes deliverability” on a reply that was never allowed to fire.

Empty, draft, or unpublished auto-reply template.

A toggle can be on while the message body is blank, a placeholder from setup, or sitting in draft. Customers then see nothing (or a broken empty bubble that looks like “not showing”). Open the template editor. Put one plain, honest greeting — store name, expected reply window, and what to include (order number for WISMO, no invented delivery date). Save / publish. Avoid stuffing a full FAQ into the auto-reply; that belongs in saved replies on the flood playbook.

Variables that resolve empty can also make the message look missing in some clients. Prefer short static text first, prove it appears in a test thread, then add variables carefully. Do not install a third chatbot to “fix” an unpublished Inbox template.

Open conversation / repeat contact skipped the auto-reply.

Many Inbox auto-replies fire once per new conversation. Reusing the same customer identity, the same open thread, or a follow-up in an unresolved chat often skips a second automated response — which staff describe as “not working” after the first test looked fine. Close or resolve the old thread. Test from a fresh email / browser / incognito identity that has never written the store. That is the only honest re-test.

If the first auto-reply did send and later messages are silent, that is expected skip behavior — not a broken toggle. Teach the team the difference before buying another tool.

Inbox or channel permissions revoked — looks like silence.

Shopify Inbox can be installed while chat, email forwarding, or a connected social channel lost scopes after a staff change, an app reinstall, or a permissions cleanup. Settings still show auto-reply on. The customer never sees it. Re-open channel connections. Confirm Inbox still has the permissions it needs. Reconnect under an account that still has access — do not rebuild the whole support stack first.
